Does Agentic AI eliminate the need for tickets?
Let’s respectfully disagree.
I recently saw a LinkedIn post claiming that, thanks to Agentic AI, creating tickets for incidents and service requests would no longer be necessary. With all due respect to those who hold that view, I believe there is an important confusion between two different concepts: automating ticket creation versus eliminating the record.
From the perspectives of ITIL®, ISO/IEC 20000-1, and other ITSM best practices, a ticket is not merely a bureaucratic form. It is the structured record that supports critical processes:
- Problem Management relies on incident history to identify trends and root causes.
- Knowledge Management uses that history to build and validate knowledge articles.
- SLA and KPI measurement (MTTR, first contact resolution rate, volume by category) depends directly on structured records.
- Audit and compliance under ISO/IEC 20000-1 require documented evidence of incident management.
- In SIAM environments, the ticket is the integration object and the accountability mechanism between providers.
Now, there is an additional argument that is rarely mentioned in these discussions.
Ticket records are precisely the primary data input that enables any Agentic AI strategy in Service Management to learn, grow, and generate new efficiencies. This is not a speculative statement; it is the fundamental logic behind machine learning applied to service operations.
Let’s look at it in concrete terms:
- Intelligent classification and routing: An AI agent learns to correctly categorize and assign tickets because it was trained on thousands of historical records showing how similar cases were classified and resolved in the past. Without that history, the agent classifies blindly.
- Autonomous resolution and contact deflection: Models that resolve tickets without human intervention, or suggest solutions to users before escalation, are built on patterns extracted from previous records. The richer and more structured the history is, the higher the automatic resolution rate will be.
- Proactive anomaly detection: Agents that identify a major incident before users report it do so by correlating signals from multiple tickets in real time against historical patterns. Without records, there is no baseline for comparison.
- Continuous model improvement: In production, every ticket that is resolved, escalated, or reopened is a feedback signal that allows the model to adjust its predictions and improve its accuracy over time. Eliminating the ticket means eliminating that feedback.
- Personalized service experience: Agents that tailor their response to the user’s profile, interaction history, and business-area context do so because they have access to structured records that connect users, services, and resolutions.
What is not measured cannot be controlled. What is not controlled cannot be improved.
This principle, which is at the heart of ITIL®’s Continual Improvement model, is not a corporate motivational phrase. It is the backbone of any mature service operation. The ITIL® Continual Improvement model establishes that every improvement initiative must begin with an objective measurement of the current state, proceed through traceable actions, and be validated by evidence of the achieved state. Without the ticket record, there is no measurement. Without measurement, there is no diagnosis. Without a diagnosis, there is no possible improvement, whether human or artificial. Claiming that an AI agent can improve service management in an environment where interactions are not recorded is contradictory by its own terms: AI does not operate on intuition; it operates on data.
In other words, anyone proposing to eliminate tickets in the name of Agentic AI is, paradoxically, proposing to take away the fuel from the very agents they intend to empower so they can learn, improve their classification, and increase their automatic resolution rate.
What Agentic AI can radically transform is the logging experience. Users will not need to fill out forms, describe technical symptoms, or select categories. The agent can detect the issue, create the record, route it, resolve it, and close it, all without visible friction for the user. That is an extraordinary advancement.
But the record exists. It must exist!. And the richer and more consistent it is, the more intelligent the agent that processes it will be. Eliminating the record means eliminating the institutional memory of the service.
Is the future less manual work with tickets? Absolutely! A world without tickets? That would be a step backward, not forward.
